CrossShore agents on the delivery centre floor supporting healthcare, e-commerce, finance and telecom client programmes

Industry coverage

Industries We Serve

Outsourced support is not generic. A healthcare helpline, an e-commerce order desk and an insurance servicing line have different regulatory constraints, different peak profiles and entirely different definitions of a good outcome.

We staff, train and measure to the sector — including the explicit boundaries of what agents in regulated industries may and may not say.

Sector 01

Healthcare & Medical Services

Patient-facing and administrative support for providers, payers, medical billing companies and digital health platforms — where accuracy and confidentiality are not negotiable.

Sector considerations

US healthcare programmes require a signed business associate agreement and HIPAA-aligned controls before any protected health information is handled — access-controlled zones, least-privilege system access, restricted removable media, logged access and workforce PHI training. UK programmes engage UK GDPR special-category data obligations.

Typical workload we take on

  • Patient appointment scheduling, confirmation and reminder calling
  • Insurance eligibility and benefits verification
  • Prior authorisation follow-up and status chasing
  • Medical billing support, claims follow-up and denial management
  • Patient balance enquiries and payment plan administration
  • 24/7 nurse-line overflow, triage intake and after-hours answering
  • Provider credentialling support and referral coordination

Sector 02

E-commerce & Retail

Order support, delivery resolution and peak-season surge capacity for online retailers, marketplaces and direct-to-consumer brands operating across time zones.

Sector considerations

Retail volume is the most seasonal of any sector we serve. Peak trading — Black Friday through January returns, or your own promotional calendar — can multiply contact volume several times over. We plan peak capacity a full quarter ahead and pre-train surge agents on your product so they are productive from day one, rather than hiring into the peak and training during it.

Typical workload we take on

  • Order status and "where is my order" resolution across carriers
  • Returns authorisation, refund processing and exchange handling
  • Pre-sales product enquiries and sizing or specification guidance
  • Order amendment, cancellation and address correction
  • Marketplace message response within platform SLA windows
  • Review and social response with brand-safe tone guidelines
  • Catalogue and listing maintenance, inventory synchronisation

Sector 03

Real Estate & Property

Lead qualification, appointment setting and transaction coordination for brokerages, agent teams, property managers and proptech platforms.

Sector considerations

Speed to lead is decisive in real estate — enquiry-to-contact time is the strongest single predictor of conversion, and it degrades by the hour. This is one of the clearest cases for extended-hours coverage: evening and weekend enquiries are frequently the highest intent and the least likely to be answered by an in-house team.

Typical workload we take on

  • Inbound lead capture and qualification within minutes of enquiry
  • Seller and buyer lead qualification against agent criteria
  • Listing appointment and valuation appointment setting
  • Inside sales agent (ISA) desks working aged and dormant lead databases
  • Circle prospecting, expired listing and FSBO outreach
  • Tenant enquiry handling, maintenance intake and viewing coordination
  • Transaction coordination, document chase and CRM upkeep

Sector 04

SaaS & Technology

Tiered product support, onboarding assistance and revenue-motion calling for software vendors, platforms and technology-enabled businesses.

Sector considerations

SaaS support is a retention function, not a cost centre — which changes how it should be measured. We track resolution quality and its relationship to renewal alongside conventional service levels, and flag expansion and churn signals surfaced in support conversations into your CRM so revenue teams can act on them.

Typical workload we take on

  • L1, L2 and L3 product support with defect intake and reproduction
  • Onboarding, implementation and configuration assistance
  • Trial-to-paid conversion outreach and activation nudging
  • Renewal, expansion and churn-save calling against usage signals
  • Billing, entitlement and licensing enquiries
  • Integration and API troubleshooting
  • Documentation and knowledge base authoring from resolved tickets

Sector 05

Financial Services & Fintech

Application processing, servicing helplines and collections support for lenders, banks, brokers, payment providers and fintech platforms.

Sector considerations

Financial services carries the heaviest regulatory load of any sector we serve. UK firms in FCA-regulated activities have material outsourcing obligations covering due diligence, ongoing oversight, audit access, exit planning and operational resilience evidence. Card data handling is scoped separately against PCI DSS.

Typical workload we take on

  • Loan and account application processing and document verification
  • KYC and AML document chase and remediation support
  • Account servicing helplines and transaction enquiries
  • Early-stage collections and payment arrangement calling
  • Card and payment dispute intake and documentation
  • Statement, fee and interest enquiry handling
  • Complaint intake and investigation support against regulatory timelines

Sector 06

Insurance

Policy servicing, quote follow-up, renewal retention and claims administration for carriers, brokers, MGAs and insurtech platforms.

Sector considerations

Insurance work sits close to regulated advice, and the boundary matters. We define explicitly what agents may and may not say — factual policy information and process guidance yes, anything constituting advice or a coverage determination no — with escalation to your licensed staff. That boundary is agreed in writing at scoping and enforced in the quality rubric.

Typical workload we take on

  • Quote follow-up and abandoned-application recovery calling
  • Policy servicing enquiries, endorsements and mid-term adjustments
  • Renewal retention calling and lapse prevention
  • First notice of loss intake and claims registration
  • Claims status enquiries and document chase
  • Premium payment enquiries and arrears follow-up
  • Broker support desks and commission query handling

Sector 07

Telecom & Utilities

High-volume technical triage, provisioning support and retention calling for telecom operators, ISPs, energy retailers and utility providers.

Sector considerations

Telecom and utilities generate the highest contact volumes we handle, with volume that spikes hard on outages and billing-cycle events. Programmes need genuine surge capacity and a robust technical triage layer, since a large share of contacts are diagnosable remotely if agents have real troubleshooting depth rather than a script.

Typical workload we take on

  • Fault reporting, triage and remote diagnostic troubleshooting
  • Provisioning, activation and installation coordination
  • High-volume billing enquiry and tariff explanation
  • Plan changes, upgrades and cross-sell
  • Win-back and retention calling against churn triggers
  • Move-in, move-out and switching administration
  • Outage communication and proactive status notification

Security & compliance

  • ISO 9001
  • ISO 27001
  • GDPR-ready
  • PCI-DSS
  • HIPAA-aware

Controls are applied per programme according to the data classification you are handing us. Scope and evidence are shared during due diligence.

Our approach to sector work

Why vertical training shortens the ramp — and where it matters most

Product training teaches an agent what your company sells. Sector training teaches them the world your customers live in — and the second one is what stops a competent agent sounding like an outsider on the third question.

In practice this means an insurance agent who knows the difference between an endorsement and a renewal without being told, a healthcare agent who understands why a prior authorisation matters to the caller, and an e-commerce agent who recognises a carrier exception pattern before the customer finishes describing it.

It matters most in regulated sectors, and for a reason beyond customer experience: regulated work has boundaries an agent must not cross. We define those explicitly — what constitutes advice, what constitutes a coverage determination, what requires a licensed individual — and enforce them through system permissions and the quality rubric rather than trusting agent judgement alone.

If your sector is not listed above, ask. The delivery model transfers to most document-heavy or contact-heavy operations, and we will tell you honestly if we think yours is a poor fit. Details of how programmes are structured sit on our Why CrossShore page, and market-specific compliance is covered on our US, UK and Australia pages.

Sector onboarding adds

  • Vocabulary and scenario training

One to two weeks alongside product training, longer for regulated sectors.

  • Compliance boundary definition

Written rules on what agents may and may not say, enforced in the quality rubric.

  • System permission scoping

Access limited so agents technically cannot take actions outside their remit.

  • Escalation trigger design

Defined conditions that route a contact to your licensed or specialist staff.

Industry and compliance questions

What buyers in regulated and specialist sectors ask before scoping a programme.

Sector training runs alongside product training and adds roughly one to two weeks depending on regulatory complexity. It covers vocabulary, common customer scenarios, the compliance boundaries agents must not cross, and the escalation triggers specific to that sector. Regulated sectors — healthcare, financial services, insurance — carry the longest curriculum because the boundary between what an agent may and may not say has to be unambiguous.
