Inbound Call Center & 24/7 Customer Support Services

CrossShore delivers inbound call center services and 24/7 customer support outsourcing for companies in the United States, United Kingdom and Australia. Dedicated omnichannel teams handle voice, live chat, email and social queues from our India delivery centre — under service levels you set and we report against daily.

Your customers reach a trained agent who knows your product, works in your helpdesk and follows your escalation path. Not an answering service reading from a message pad.

Customer support that holds up when volume does not behave

In-house support teams are usually sized for the average day. The trouble is that customers do not arrive at an average rate. A product incident, a marketing push, a delivery failure at a carrier, a peak trading week — any of these can double contact volume for 48 hours, and an in-house team sized for the average will miss its service level badly when it happens.

Outsourced inbound support solves this structurally rather than heroically. Because we run multiple programmes across large delivery floors, we hold trained bench capacity and can flex a client team without a hiring cycle. Your baseline is staffed by agents dedicated to your brand; surge capacity comes from a pool already trained on your product. Service levels hold through the spike instead of collapsing and then recovering for a fortnight.

Omnichannel support: voice, chat, email and messaging

Customers do not think in channels, and support teams that do end up with three inconsistent answers to the same question. Our agents are trained and rostered across channels, working in a single helpdesk with a unified customer record.

  • Voice — inbound helplines, order enquiries, account servicing and general customer service, with call recording and QA scoring
  • Live chat — concurrent chat handling with response-time targets, proactive triggers and typing-quality standards
  • Email & ticketing — queue management to first-response and resolution SLAs inside Zendesk, Freshdesk, Salesforce Service Cloud, Intercom or your platform
  • Social & review response — brand-safe replies to public messages and reviews with a clear escalation path for reputational risk
  • Back-office follow-through — the processing work a resolution generates, handled by the same team via our back office support service

Service levels we actually staff against

A service level that exists in a contract but not in the roster is theatre. When we agree an SLA, we build the shift pattern, the shrinkage assumption and the bench to hit it, and we publish attainment daily whether or not it flatters us.

Typical service-level constructs we staff to include:

  • Answer time — for example 80% of calls answered within 20 seconds
  • Abandonment rate held below an agreed ceiling
  • First-response time and full-resolution time for email and tickets
  • First-contact resolution rate, measured on outcome rather than call disposition
  • Quality score against your rubric, audited weekly by independent QA analysts
  • CSAT or NPS collected post-interaction, with verbatims reviewed at business reviews

Follow-the-sun coverage without a night-shift premium at home

Extending in-house support to genuine 24/7 coverage onshore is expensive and hard to staff. Night and weekend shifts carry premium rates, attract fewer applicants and churn faster. Running those hours from India removes the premium and, more importantly, removes the staffing problem: our delivery centre is built around rostered multi-shift operation.

US clients are typically covered by night-shift teams spanning the full Eastern-to-Pacific business day. UK clients are covered by afternoon and evening shifts aligned to London hours. Australian clients are covered by early-morning shifts that open before Sydney and Perth. Clients needing true round-the-clock cover are staffed across three shifts with weekend and public-holiday rosters. Our coverage model is set out in full on the Why CrossShore page.

Training that produces answers, not scripts

Scripted support frustrates customers because it cannot handle the second question. Our onboarding curriculum is built to produce agents who understand the product well enough to reason about it: product and systems training, shadowing, supervised live handling, then certification against your quality rubric before an agent takes solo contacts.

Where the product is technical enough that support becomes genuine troubleshooting, the right structure is usually a tiered model — and that is delivered through our technical support and IT help desk service, with L1 handling triage and defined fixes while L2 and L3 take diagnostic work.

Industries with particular inbound demands

Inbound support is not generic. A healthcare helpline, an e-commerce order desk and an insurance servicing line have different regulatory constraints, different peak profiles and entirely different definitions of a good outcome. We staff and train to the sector, and we set out sector-specific considerations across our industry coverage. E-commerce clients in particular should plan peak-season capacity a quarter ahead — the US Census Bureau's quarterly e-commerce data is a useful reference for modelling seasonal volume growth.

How it works

From service-level definition to steady-state operation

We commit to a service level only after we have modelled the roster that delivers it. That model is shared with you before contracting, not after.

  1. 01Stage 1

    Volume & SLA modelling

We analyse your contact volumes by hour, channel and day, then model the roster, shrinkage and bench needed to hit the service level you want.

  2. 02Stage 2

    Knowledge base & workflow build

Escalation paths, macros, quality rubric and helpdesk configuration are documented and agreed before recruitment begins.

  3. 03Stage 3

    Recruit, train, certify

Agents are hired against an approved profile, trained on your product and systems, then certified on live-monitored contacts.

  4. 04Stage 4

    Go live & steady state

A phased ramp moves volume across in tranches. Daily SLA attainment, weekly QA calibration and monthly business reviews follow.

FAQs

Inbound Customer Support — frequently asked questions

Answers to the questions buyers ask most often when scoping this service. Anything else, ask us directly.

Yes. Round-the-clock programmes are staffed across three rostered shifts with defined weekend and public-holiday coverage written into the schedule. Because our delivery centre operates continuously, night and weekend hours do not carry the premium or the staffing difficulty they would onshore. We also cover public holidays in your market that are ordinary working days in India, which is often where in-house teams struggle most.
