Agents authenticate the user, reproduce the issue where possible, classify it correctly, and resolve anything covered by a documented procedure — password and access issues, configuration errors, licensing and provisioning, connectivity checks, known defects with published workarounds, and how-to guidance. A well-run L1 tier resolves the majority of inbound volume without escalation, and the boundary of what L1 owns should widen every quarter as new runbooks are written.

L2 — diagnostic troubleshooting

Level 2 handles issues without a documented fix. Engineers read logs, interrogate configuration, reproduce in test environments, run database queries against defined parameters, and work integration and API problems. L2 also owns the feedback loop into documentation: every novel issue resolved at L2 becomes a runbook that moves the next occurrence into L1.

L3 — deep technical and engineering liaison

Level 3 is where the hard problems land — suspected product defects, complex environment issues, performance investigation and anything requiring code-level insight. L3 engineers produce structured reproduction cases, own the relationship with your engineering team, and track defects through to release.
